How Sentiment Handling Works: Five Steps and Owners

Once something breaks, the first question is "what do we do now". If the answer is "push it down a bit", there is no process. Real handling is a fixed sequence: who establishes the facts and how fast, who agrees the message, who communicates, who reviews afterwards.

    1. Five Steps, All Required

Detect: from monitoring to human confirmation, filtering false positives. Assess: is the claim true, how wide is the reach, is there escalation risk. Decide: what to say, where, and by whom. Execute: publish the response, work with platforms and media, handle frontline questions. Review: record the process and fix the gaps.

The step most often skipped is assessment. Jumping from detection to decision means speaking on a wrong assumption and enlarging the problem.

    2. Who Owns Each Step

Time limits belong in the plan, not just the contract. A response plan exists so frontline staff know the first move when the lead is unreachable.

    3. Dividing Work With an External Firm

External firms are strong at three things: reading the direction of opinion, organising the public expression, and coordinating channel conversations. Internal teams hold three things: the facts, the authority to decide, and the frontline touchpoints. The principle is outside for judgement, inside for facts and authorisation.

Boundaries on negative content should be agreed early. What can be done: verify facts, file platform appeals, publish explanations, disclose corrective action. What cannot: removing accurate information. Stating this before signing prevents later disappointment.

    4. Judging Whether Handling Worked

Three signals: does discussion volume fall within two weeks; does the content shift from emotion to fact; do existing customers and partners ask you about it. The third is the most revealing — when they start asking, the impact has reached the business layer.

There is also a negative signal: is the frontline still being asked the same question repeatedly. If so, the external message never reached them.

    5. FAQ

Can a firm guarantee removal? No, and it should not promise that. The compliant path is verification, appeals, explanation and correction.

Is an annual contract necessary? Not always. Start with a plan and one drill, then call on support per case.

How long until it settles? Depends on the facts and the reach. With clear facts and a timely response, most incidents wind down in two to four weeks.

Should we speak publicly? Depends on whether it has entered public discussion. Speaking publicly while it is still contained can widen exposure.
